Customers now expect to message a business the same way they message friends. Some type into the chat bubble on your website. Some prefer WhatsApp. Some send a DM after seeing a post on Instagram. An AI chat agent can answer in all three places, but each channel works differently.
This guide compares the three, explains where an AI agent helps most, and covers the design decisions that make the difference between a helpful agent and an annoying one.
The three channels at a glance
| Website chat | Instagram DMs | ||
|---|---|---|---|
| Typical visitor intent | Researching, comparing, ready to ask | Wants a quick personal-feeling reply | Reacting to content or an ad |
| Identity known | Usually anonymous until they share details | Phone number known | Instagram handle known |
| Conversation length | Single session, often short | Can continue over days | Often short and casual |
| Follow-up after they leave | Only if they share contact info | Possible within platform rules | Possible within platform rules |
| Rich content | Links, forms, booking widgets | Media, buttons, templates | Media, quick replies |
| Key platform rules | Your own site policies | Meta’s WhatsApp Business policies | Meta’s messaging policies |
Website chat
Website visitors are often in research mode. They have a question that stands between them and booking: price range, availability, service area, process.
Where an AI agent helps:
- Answering common questions quickly from your approved information
- Collecting details for a quote or booking
- Booking directly into your calendar
- Capturing contact info so the conversation can continue by text or email
Design tips:
- Open with a specific prompt, not a generic “How can I help?”
- Do not block the page with a pop-up the moment it loads.
- Ask for contact details once there is a reason to, such as sending a quote.
WhatsApp is the default messaging app for many customers, especially in communities where it is the main way people text. Conversations feel personal and can stretch over hours or days.
The 24-hour customer service window
WhatsApp Business has an important rule. When a customer messages you, a 24-hour customer service window opens. During that window, your business (including an AI agent) can reply freely with regular messages.
Once the window closes, you can only start a conversation with a pre-approved message template. Templates are reviewed by Meta and fall into categories such as marketing, utility (for example, appointment or order updates) and authentication. The customer also needs to have opted in to receive messages from you on WhatsApp.
Practical implications:
- Respond fast while the window is open. An AI agent helps here.
- Prepare utility templates for common follow-ups, such as a quote ready or an appointment reminder.
- Do not treat WhatsApp as a broadcast channel for people who never opted in.
Instagram DMs
Instagram conversations usually start from content: a reel, a story, an ad or a comment. The person is curious but often early in their decision.
Where an AI agent helps:
- Replying to DMs and story replies at any hour
- Answering “how much?” and “do you serve my area?” questions
- Moving interested people to a booking link or a phone conversation
Design tips:
- Keep replies short and conversational. Long paragraphs feel out of place.
- Follow Meta’s messaging policies, including time limits on automated responses after a user’s last message.
- Watch for comments that need a human touch, such as complaints posted publicly.
Rules every AI chat agent should follow
Whatever the channel, a trustworthy agent:
- Discloses it is AI. A short line at the start is enough: “I’m the AI assistant for [business].”
- Uses only approved information. Prices, policies and service areas come from your configuration, not guesses.
- Admits when it does not know. “Let me get a team member to confirm” beats a confident wrong answer.
- Respects opt-outs. If someone asks to stop, it stops, across channels.
- Protects sensitive data. It does not ask for payment card numbers or sensitive personal information in chat.
Designing the human handoff
Handoff is where many chat setups fail. The customer asks for a person and either waits forever or has to start over.
A good handoff design answers four questions:
| Question | Example answer |
|---|---|
| What triggers a handoff? | Request for a person, complaint, complex job, high-value lead, repeated confusion |
| Who receives it? | A named role or rotation, by channel and hours |
| How fast? | A target response time during business hours, and a clear message after hours |
| What does the person see? | Full conversation, collected details and a short AI summary |
Tell the customer what happens next: “I’ve passed this to our team. Someone will reply here during business hours.” Then make sure that actually happens.
What to measure
Track these by channel:
- First response time, especially outside business hours
- Resolution without handoff: questions fully answered by the agent
- Handoff rate and handoff response time
- Conversion: bookings, quotes requested or calls scheduled
- Customer feedback: a simple thumbs up or down, or review of transcripts
- Wrong or unclear answers found during weekly transcript review
Weekly transcript review is the single most useful habit. It shows where the agent needs better information and where your website or offer is unclear.
Channel selection checklist
- Where do your customers already message you today?
- Which channel do your ads send people to?
- Do you have someone to cover handoffs on each channel?
- Are your prices, policies and FAQs written down for the agent?
- Are WhatsApp templates prepared for follow-ups outside the 24-hour window?
- Is AI disclosure included in each channel’s greeting?
- Who reviews transcripts each week?
FAQ
Can one AI agent handle all three channels?
Yes, one agent can be connected to website chat, WhatsApp and Instagram with shared knowledge and a shared conversation history in your CRM. Tone and length should still be adjusted for each channel.
What happens if a customer messages on WhatsApp after the 24-hour window closed?
A new message from the customer opens a new 24-hour window, so you can reply normally. The window rule limits when you can start a conversation without a template.
Will customers be annoyed talking to an AI?
Some prefer a person, and that is fine. Clear disclosure, accurate answers and a fast path to a human reduce frustration. Most people mainly want a quick, correct answer.
